    Manager, Process, Data & Analytics

    ROLE OVERVIEW

    • The Process, Data & Analytics team is responsible for using data and analytics to continuously improve recruiting, performance, and retention in our Customer Support teams.
    • This includes
      • Creating/redefining the operational processes that touch each aspect of the agent life cycle;
      • Capturing, organizing and managing the aggregated data in a way that ensures its credibility, usability and practical applicability toward improved operating outcomes;
      • Analyzing captured data in order to garner unusual insights and/or practical recommendations for operational improvements;
      • Operationalizing these insights via tests, experiments and wholesale changes, alongside key stakeholders across the Customer Support organization, to drive improved outcomes;
      • Automation.

    KEY RESPONSIBILITIES

    • You will be measured against the backdrop of both (1) being an owner - charged with designing and building data systems, and making your own decisions in this regard; and (2) being a operator (change-agent), charged with the responsibility of bringing about operational changes that drive toward performance and outcome improvements (again, based on your work with data).

    Culture-wise, “what will you build this week” and “what did you build last week” will be the driving questions that focus all conversations.

    • Operationalize Data Collection Processes: First, we must understand and agree that no structures, processes or frameworks exist to capture any of the data that you will ultimately analyze and make useful.
    • Data Capture: Hugo’s current data, both re: its volume, diversity and integrity, is weak, non-existent or not credible. We will thus not seek to draw any conclusions from it.

    Instead, we will seek to capture, verify, and stress-test our own primary data ahead of any analysis/application. Single sources of truths (“SSOT”) will be a necessary requirement for all data types.

    • Analysis/Analytics Capabilities: Analyzing data to arrive at insights, truths and conclusions about our business, but that are also grounded in practical opportunities for change that drive operational/performance improvement.
    • Operational Improvement. There will always be 2 sides to this coin. (1) improvements that allow for new, more accurate or different sorts of data to be captured; or (2) improvements that drive better outcomes, workforce or service delivery wise. Approaches to operational improvements include:
      • Tests. E.g. A/B testing.
      • Experiments - thesis/data-driven.
      • Wholesale Changes to operation.

    Manager, Strategy & Transformation, Operational Excellence

    ROLE OVERVIEW

    • The Strategy & Transformation Team is at the forefront of Hugo’s growth and innovation initiatives. We play a critical role in defining and driving strategic operational improvements across all areas of the organization. At its core, the team operates like an internal consulting group. • You will operate as an engagement leader where you will lead the day to day execution of internal transformation projects, to help internal users match and exceed our constantly increasing client expectations.
    • To be successful you must be adept at zooming in to collect data and draw insights from analysis, then zooming out to develop compelling recommendations and ideas. Switching from strategic to tactical mode, you should be capable of persuasively communicating your recommendations to other senior team members, then jumping into the trenches with your team to drive implementation and company-wide adoption. All the while, not forgetting to continually monitor the impact of your solution.
    • Your internal engagements will often span from a few weeks to several months. You'll work closely, support and report to the S&T Director for Operational Excellence, but will also be expected to work autonomously with little direction.

    KEY RESPONSIBILITIES

    • Operate as a project leader, taking ownership of the overall project lifecycle. You will be responsible for delivering the key results (in line with the project and wider strategic objectives) and embedding this mindset across cross-functional teams and thereby strengthening our operational readiness to support our rapid growth.
    • Manage execution pace and output, ensuring estimates are reasonable and that projects stay on track for on-time delivery.
    • Build thorough, best-in-class implementation frameworks that are relevant for the business and can be sustainably institutionalized, scaled up and replicated across.

    • Define, design and optimize scalable and replicable processes across the organization by constantly  pushing “the team” to challenge the status quo.
    • Use relevant tools to help identify opportunities for process improvements and implement these recommendations to drive significant performance improvement with user design at the center of the mix.
    • Scale the business through standardization, continuous improvement and lean practices.

    Use a data-driven approach to navigate through ambiguity and solve business critical problems.

    • Build a sustainable data architecture and adjacent processes to strengthen our data governance model. This will serve as a single source of truth for extracting and leveraging that data to drive innovation, challenge status quo thinking and fuel relevant and transformative business strategies.
    • Prepare highly impactful periodic reports that provide relevant insights and strategic options to drive decision making.
